Customer Complaints and Incident Record

About this document

What it’s for

A complete system for dealing with customer complaints and recording incidents at a café, restaurant, pub, bar or takeaway – from a cold meal to a fall, an assault, a suspected food poisoning or a serious allergic reaction. Good records help you put things right, defend unfair claims, satisfy your insurer and show inspectors that you act on problems.

When to use it

  • Whenever a customer complains, in person, by phone, email or online
  • After any accident, injury, near miss, theft, aggression or ejection
  • Immediately after a suspected allergic reaction or food poisoning complaint

What’s inside

The document is laid out in the sections below. Each one comes with a plain-English guidance note explaining what it does and what to change.

  • Part A – Complaints procedure
  • 1. Our approach
  • 2. Complaints made on the premises
  • 3. Complaints made later (phone, email, letter)
  • 4. Online reviews
  • Part B – Complaint record
  • Signs of a serious allergic reaction (anaphylaxis)
  • What to do
  • Milder reactions
  • 1. The person affected
  • 2. The food or drink
  • 3. The reaction and response
  • 4. Investigation and follow-up
  • Suspected food poisoning complaints
  • Monthly review
  • Data protection

How to complete it

  • Fill in the contact names and numbers in Part A and the allergy procedure in Part C
  • Print the allergic reaction procedure (Part C) and display it in the kitchen and at the pass
  • Keep blank copies of the forms in Parts B, D and E behind the bar
  • Have the manager review the log monthly using Part F

Key points to check

  • Tell your insurer promptly about any injury or claim – late notification can affect cover
  • Food that may be unsafe must be reported to your local authority straight away
